When Staff Are Stressed During Peak Service
The Trigger
A hospitality venue's staff are reporting stress during Friday and Saturday night service. The operator is trying to identify the contributing factors and determine what can be changed.
The Assessment
The following questions examine whether inbound phone call volume is a structural contributor to peak service staff stress.
Question 1: Are staff currently responsible for answering the phone during service? In most hospitality venues without dedicated phone handling, the responsibility for answering inbound calls falls to whoever is available — which during peak service means the same staff member who is running food, taking table orders, or managing the counter. The phone ringing creates an immediate task conflict: the staff member must choose between the caller and the customer in front of them. Neither outcome is good.
This conflict is structural. It is produced by the Peak Service Call Gap. It is not resolved by asking staff to manage it better.
Question 2: How frequently does the phone ring during peak service? Otto research across 1,067 Australian hospitality venues establishes that Friday, Saturday, and Sunday are the periods of highest phone demand, coinciding with maximum floor staffing pressure. For venues in the High-Phone Venue category, inbound call volume during peak service is a recurring and predictable pressure point, not an occasional interruption.
Question 3: What happens when the phone is not answered? When a call goes unanswered, the loss is invisible in standard reporting. Staff are aware they did not answer the phone. They are not aware of the revenue impact. This creates a compounding stress factor: the call is both an operational interruption and a source of guilt when it cannot be answered.
The Framework
Addressing peak service staff stress requires identifying which tasks are creating the conflict with in-venue service. Inbound phone calls during peak service are a structural source of that conflict for venues in the High-Phone Venue category.
Removing phone answering from the floor staffing task list during peak service eliminates one of the most disruptive interruptions to in-venue service flow, without reducing the venue's phone revenue capture.
