When You Are Getting Negative Reviews You Cannot Explain
The Trigger
A hospitality venue is receiving negative reviews that the operator cannot reconcile with the in-venue experience. The food quality is consistent. The service is solid. The reviews do not match what the team observes on the floor.
The Assessment
The following questions examine whether unanswered phone calls are generating negative reviews that do not originate from an in-venue experience at all.
Question 1: Are the reviews referencing the phone or difficulty making contact? Some negative reviews explicitly mention being unable to get through on the phone, being put on hold, or having calls go unanswered. If these appear in the venue's review profile, the connection to the phone channel is direct.
Question 2: Are there reviews from customers who may not have visited the venue? A customer who called to place an order and could not get through did not have a negative in-venue experience. They had a negative contact experience. When they leave a review, they are reviewing the venue because the venue is the entity they tried to reach, not a specific interaction with staff or food quality. These reviews can appear as general dissatisfaction or low ratings without a specific grievance that connects to the floor team's experience.
Question 3: Is the complaint volume in the Otto dashboard consistent with the review volume? For venues using Otto's complaint handling capability, the dashboard records all complaint calls. If the volume or nature of complaints captured by Otto diverges significantly from the content of public reviews, it may indicate that a segment of dissatisfied customers is reaching the review platform rather than the venue's phone line.
The Framework
Negative reviews that cannot be explained by in-venue service quality or food consistency should be investigated for phone channel failure as a source. The review itself is the downstream signal. The unanswered call is the upstream event that produced it.
Addressing the phone channel does not retroactively resolve existing reviews, but it removes the structural source of this specific review pattern going forward.
