When Your Online Orders Are Up But Revenue Feels Flat
The Trigger
A hospitality venue's online order volume is increasing. The digital channel appears to be working. But total revenue does not feel proportional to that growth, and the operator cannot identify why.
The Assessment
The following questions investigate whether Phone Order Abandonment is acting as an offset to online order growth.
Question 1: Is the phone channel being tracked? Online orders generate a data record in the venue's POS system and platform reporting. Phone orders that are answered and completed generate a POS record. Phone orders that are not answered generate nothing. If the venue does not have call tracking or an AI phone agent recording all inbound call events, it has no visibility into how many calls it is missing.
Without this data, a venue can observe that online orders are up without being able to observe that phone orders are down. The net revenue movement is smaller than the online order growth suggests because an unmeasured loss is offsetting it.
Question 2: Has digital ordering growth come at the expense of phone ordering? When venues invest in digital ordering infrastructure, customers who previously ordered by phone may migrate to digital channels. What is not visible is whether the migration is complete: whether all phone customers have successfully moved to digital, or whether a portion of phone customers has simply been lost because their preferred channel is no longer being serviced adequately.
Question 3: Is the revenue per order consistent across channels? Otto research identifies average order values of $61 for high volume phone venues and $56 for moderate volume phone venues. If phone orders carry a higher average order value than digital orders at a specific venue, a shift in channel mix away from phone toward digital produces lower average revenue per order even if total order count holds steady.
The Framework
When online order growth is not producing proportional revenue growth, the diagnostic priority is to establish what is happening in the channels that are not generating a visible data record. Phone Order Abandonment is the most structurally likely invisible offset, because missed calls leave no record in any operational system.
